Define support responsibilities between a reseller and provider

web-hosting, account-help

Define the responsibilities of your hosting reseller business, upstream provider and customer before selling the service. Clear ownership shortens support cases and prevents gaps in backups, renewals and application maintenance.

01 Create a responsibility agreement

  1. List the service layers: billing account, domain registration, DNS, hosting account, server platform, website application, mail and backups.
  2. For each layer, identify who can change it, who monitors it and who responds when it fails. Record the access required and the approved escalation route.
  3. Separate the reseller's customer-support promise from the upstream provider's support scope. Confirm what provider assistance is included before advertising managed application work.
  4. Document backup ownership: who creates copies, what they contain, how long they are retained and who performs a restore. Test a representative recovery.
  5. Assign renewal and licence responsibility, including who funds prepaid provider accounts and who handles failed automated orders.
  6. Describe customer responsibilities, such as maintaining authorised contacts and approving application-specific changes where those tasks are outside the managed service.
  7. Review the agreement when the plan, module, provider or customer's application changes.

02 Make escalation practical

Keep a secure provider account and current contact route available to the responsible operators. Record the information required for escalation, such as provider service ID, timestamp, exact error and actions already attempted.

Use the customer-facing plan description to explain the resulting service scope plainly. If a provider manages the operating system but the customer owns application code, support should know how to distinguish and route those cases without repeatedly sending the customer between teams.

Common questions

Does reseller access include permission to change the whole server?

No. The control panel and provider account define the granted scope. Escalate server-level work through the provider when your account cannot perform it.

Who should contact the upstream provider during an outage?

Name an accountable owner and backup contact in advance. That owner should consolidate evidence and keep the customer informed while the provider investigates its part of the service.
